CASE DE SUPERMARKT ALS BANKIER: TOP OF FLOP? De klantkaart, die de supermarktketen TIBER ruim een jaar geleden heeft gelanceerd, is een daverend succes gebleken. Om op dit succes voort te bouwen, heeft de marketingafdeling een studie laten uitvoeren naar nieuwe toepassingsmogelijkheden voor de kaart. De financiële dienstverlening als logisch vervolg op de klantkaart sprong daarbij in het oog. Kan een supermarktketen zich als succesvolle bankier ontpoppen? Het managementteam staat voor de moeilijke opgave hier een antwoord op te geven. ‘Janine, wil jij nog even checken of iedereen er morgen is? En kijk dan ook nog even de presentatie door. Met name de cijfers over dat project in Duitsland zijn essentieel. Daar mogen geen fouten in zitten. Ik ga nu naar ons filiaal in Den Bosch. Mocht er nog wat zijn, dan kun je mij daar altijd bereiken. Bedankt alvast en tot morgen.’ Met een zucht legde Jens de telefoon neer. De afgelopen dagen waren hem niet in de koude kleren gaan zitten. Problemen met de logistiek hadden de nieuwe marketingcampagne bijna om zeep geholpen. Die campagne was een week geleden onder het motto ‘TIBER: Voel de Lente’ met veel tamtam gestart. Door zich als koploper van de nieuwe lenteoogst te profileren, wilde TIBER haar concurrentie een gevoelige klap uitdelen. Maar uitgerekend op de dag dat de campagne startte, was het computersysteem om nog steeds onverklaarbare redenen uitgevallen. De logistiek was hierdoor één grote puinhoop geworden. Terwijl klanten zich vertwijfeld afvroegen waar zij de aanbiedingen konden vinden, lagen de nieuwe aardbeien, asperges en andere producten in de haven van Rotterdam weg te rotten. Uiteraard had dit tot hilarische reacties bij de concurrentie geleid. Maar wat nog erger was, ook de media – altijd happig op een nieuwtje als het slecht gaat met een marktleider – hadden er uitgebreid aandacht aan besteed. Als marketingbaas had Jens antwoord moeten geven op veel kritische vragen van journalisten. Hoewel hij dat op een rustige manier had gedaan, had hij inwendig gekookt. Wat dachten ze daar CUSTOMER MINDING wel, die lui bij logistiek. Een campagne die maandenlang tot in de puntjes was voorbereid. En dan konden de producten door één of andere computerstoring niet geleverd worden. Het was te gek voor woorden. Gelukkig hadden de klanten begrip getoond voor de ongemakken waarmee zij werden geconfronteerd. ‘Dat is het voordeel van een kern van uiterst loyale klanten’, zo had Jens in het managementteam omstandig uiteengezet. Om daaraan toe te voegen, dat deze klantloyaliteit door het bedrijf onvoldoende werd benut. ‘We moeten onze klanten nieuwe diensten aanbieden. Dat kan en dat moet. Anders doen anderen het.’ De aanwezigen hadden direct begrepen, waarop Jens doelde. Twee maanden eerder had hij immers in het MT een presentatie gegeven over de mogelijkheden om de klantkaart op te waarderen en te gebruiken voor het leveren van financiële diensten. Hoewel het plan goed in elkaar stak, had Jens de aanwezigen niet kunnen overtuigen. Met name de HR-manager, Henk Hoepelman, had zich een fel tegenstander getoond. ‘Mijn mensen hebben het al moeilijk genoeg met al die veranderingen. Moeten ze nu ook nog een beetje voor bankje gaan spelen?’ Ook anderen hadden aangegeven nogal wat bedenkingen bij het plan te hebben. Het voornaamste tegenargument was, dat de klanten de logica van de overstap naar financiële dienstverlening niet zouden inzien. ‘In de ogen van de klant, zijn wij gewoon een kruidenier. Weliswaar een hele degelijke kruidenier, maar toch. We moeten oppassen dat wij onze hand niet overspelen’, had Peter Hosten, hoofd corporate communicatie, naar voren gebracht. Na een geanimeerde vergadering had de voorzitter, Coen Schouw, ingegrepen en Jens verzocht om alle voor- en tegenargumenten nog eens op een rij te zetten. Ook had hij hem verzocht om een aantal uitgewerkte, buitenlandse praktijkvoorbeelden op te sporen. ‘Over een maand zetten we het thema nogmaals op de agenda. Dan bepalen we ook of het een ‘go’ of een ‘no go’ is. Tot dan richten wij ons volledig op onze core business en dat is nog steeds het leveren van de dagelijkse benodigdheden voor onze klanten’, zo had Coen gezegd, waarna de vergadering ontbonden werd. Terugdenkend aan die sessie, had Jens nog steeds een vervelend gevoel. Hij had een sterk verhaal gehad, zijn presentatie was enthousiast en overtuigend geweest. En dan tóch al die negatieve reacties. Waarom konden mensen nou niet spontaan ergens achter gaan staan? Waarom moest dat allemaal zo moeizaam? Waarom moest Henk nou weer zo nodig gaan dwarsliggen? En waarom had Coen hem niet meer gedekt? In een persoonlijk onderhoud had Coen enkele weken daarvoor aangegeven uitermate happy te zijn met de klantkaart. Bijna 60% van de klanten maakt inmiddels actief gebruik van de kaart.
